How Content Design Reduced a 25% Drop-Off
Tax filing is one of the most anxiety-driven digital experiences a product can own. When TaxAct's onboarding data revealed a 25% abandonment rate at the Data Import stage, the instinct was to look at UX flows and feature gaps. I looked at the words.
I wrote this for the Product Owner to reframe the abandonment problem as a content failure: users weren't dropping off because the product was broken. They were dropping off because the copy spoke in institutional language at the exact moment they needed human reassurance.
The strategy I proposed replaced a single static voice with a dual-register system that shifts contextually, from Encouraging Guide during account setup to Expert Protector during sensitive data entry. It repositioned TaxAct's $100K Accuracy Guarantee from a footer footnote to an active trust signal, applied the Endowed Progress Effect to reframe user momentum, and targeted a Grade 6 reading level across all onboarding copy.
The result: a 35% reduction in help-chat pings during onboarding and a 90% W-2 import completion rate post-implementation.
